Leading the branch transformation of a major bank in Egypt

Our client, a prominent retail bank in Egypt, faced operational challenges within its branch network. Compared to competitors, their customers visited branches more frequently and spent longer durations during each visit. This led to subpar customer experiences and significantly higher operating costs due to the staffing levels that were mainly geared towards servicing walk-ins rather than proactive sales.

To tackle these issues, we adopted a structured approach, driven by three essential questions:

  1. Why do customers visit the branch?
  2. Why do they spend extended time during visits?
  3. How can we streamline their journey, both within the branch and beyond?

The insights derived from these questions informed a comprehensive solution that transformed branch operations, digital capabilities, and back-office efficiency.

Branch Operating Model

Much of the inefficiency stemmed from an outdated queuing system that lacked clarity and fairness for customers, compounded by an excessive administrative burden on branch staff. We introduced a modern queuing system and optimized administrative workflows, ensuring non-urgent tasks could be deferred to off-peak times. This freed up staff capacity to focus on sales activities, driving improved branch profitability.

Digital Channel Transformation

We identified key transactions that were ideal candidates for digitization, prioritizing those without cash-handling requirements. By analyzing customer transaction patterns, we created a targeted roadmap for developing high-impact digital services. This significantly reduced branch visits, resulting in shorter wait times for essential in-person services.

Centralized Back-Office Operations

We streamlined back-office processes by relocating them to a dedicated service center, allowing branches to focus on their core mission: serving customers and maximizing sales opportunities. With additional capacity, branch staff were empowered to engage in proactive account planning and customer outreach, boosting overall sales performance.

The transformation culminated in a pilot implementation of the new branch operating model in select locations. Following measurable success, the strategy was rolled out across the entire network in three waves, achieving widespread operational excellence and enhancing customer satisfaction.
